Where AI Actually Belongs in a Customer Journey

Practical AI implementation versus adding AI for novelty — and why the difference matters for real business outcomes.

AI as a layer, not a replacement

AI delivers the most value when it's layered on top of well-designed workflow logic — not when it's substituted for that logic entirely. A poorly designed business process doesn't become better because AI is involved; it just becomes a poorly designed process that runs faster.

    Where it genuinely helps

AI-assisted customer interaction works well at decision points in a journey — where a prospect needs a nudge, a question answered, or a personalized path selected. It works less well as a blanket replacement for human judgment in complex or sensitive transactions.

Introduce AI where it delivers genuine operational or customer-experience value rather than adding AI for novelty.

    The test

Before adding AI to any workflow, ask: does this remove a real bottleneck, or does it just sound impressive? If the answer is the latter, the AI is decoration — and decoration doesn't convert leads.
